Why Quick Turnaround on Customer Support is Crucial

Customer Support times are probably one of the most important aspects of customer service. If you take too long customers may just give up, resulting in a negative perception of your company. This is why when I recently came across an article in the Chicago Tribune discussing the results of a survey on customer support for online stores I was truly surprised. What shocked me was the companies that scored the worst are some of the largest and most well-respected brands out there. And yet, they hadn’t grasped how customer satisfaction is often directly related to wait times. The problems were not small, with Barnes and Noble having hold times of 8 minutes for phone support, and Dell taking over 65 minutes to respond to email support questions. While this might not seem like a long time to you, your customers would beg to differ. No one wants to lose half an hour or more getting help with something that isn’t working, especially when they are taking the time to buy something off of your site. That’s why it is so important to have a great system for taking in issues and responding with solutions. Obviously, the companies that rank low in this study need to re-evaluate their customer service procedures as we all know that poor customer interactions can result in a slew of nightmares. Whether it’s angry customers sharing their experience online with their friends and followers or just flat-out losing customers, poor customer support can have a negative impact on a company’s image and eventually, their bottom line.

I have had this type of issue when calling in to a phone company for support. Not only did it take over 30 minutes to get someone on the phone, but they also ended up passing me around before I finally settled with the support person who could help me. This is a perfect example of why a 30 minute wait became an issue as it took about 20 minutes to get me to the right person. I might have been ok with waiting 30 minutes, but when you add in the time to get a solution to my problem, it was close to an hour. Suddenly, what was a perfect opportunity for a company to shine instead became a serious support issue that will impact my future phone purchases.

Make sure you have a solid customer response plan set, including realistic service level agreements, and the software and people to back it up. Finding a good support software is key because you need to not only track how long it takes to solve support requests but also customer feedback. This data can help you improve your current system by determining what is bogging down your support team and what is turning off your customers when they come to you for help. Otherwise, you might find yourself in the news for all the wrong reasons.

It is official. Mojo Helpdesk is the winner of the Best Google I/O Sandbox Video Contest! The voting ended last night, and Mojo Helpdesk's Video was in first place after over 4,000 people voted. Thank-you to all who participated.

To congratulate the winner, ShortForm (co-creator of the contest, with YouTube) will feature Mojo Helpdesk prominently on its home page for one week.

Google I/O Guest Blogger: Amy Unruh, "Designing large applications for Google App Engine"

Amy Unruh, co-author (with Daniel Guermeur) of Google App Engine Java and GWT Application Development recently published a guest post on The official Google Code blog, as a part of the Who's at Google I/O guest blog series.

Her post details the uses of Google App Engine (GAE) and Google Web Toolkit (GWT) in regards to Metadot's migration of Mojo Helpdesk (an RDBMS-based Rails application) over to GAE, Java, and GWT along with helpful techniques used for the migration process.

Mojo Helpdesk News: Recent Upgrades and Improvements

Its our priority to make sure that Mojo Helpdesk performs with the highest efficiency for our customers. Over the past 6 months we've been working extra hard to provide the highest quality services. Though a lot of the work we've done has been "behind the curtain" (to improve speed and efficiency), there are several feature requests that we also took to heart and implemented:



Everything is Faster:
  • Report rendering is faster.
  • Time-spent reports load faster and now include a report for closed tickets.
  • Automations have been debugged improving overall performance.
Increased Organization and Preferences:
  • Agents can add user's contact info, ticket type, and additional custom information to email notifications.
  • Agents have the option to send (or not send) the Welcome Email when creating a ticket.
  • There is an option in settings to keep pages out of Search Engine Indexes (for portals that want to stay private).
Automatic Data Entry:
  • Mojo Helpdesk instantly recognizes and populates first and last names associated with each user's email.
  • Automatic time zones default to the agent's time zone (this can be changed in the user's profile).
Our Search Engines Have Improved:
  • Agents can perform the combined search of "Solved and Closed" tickets (rather than only one or the other).
  • International characters are recognized in the search field.
Improved Audit Trail:
  • The event log has been optimized and now tracks more changes, like when a staff member makes a change to a custom field.

As you can tell, we have been busy. Our goal is to be the most efficient ticket-tracking service for customer and tech support, which is an on-going process that we are dedicated to uphold. We have several other features that will be rolling out in the weeks, and months to come, so stay tuned for further updates.

Mojo Helpdesk to be Showcased at Google I/O 2011

For those of you unfamiliar with Google I/O, it's pretty exciting for us geeks. Google I/O, "brings together thousands of developers for two days of deep technical content, focused on building the next generation of web, mobile, and enterprise applications with Google and open web technologies such as Android, Google Chrome, Google APIs, Google Web Toolkit, App Engine and more."
